AI Health Scoring

Account health scores aggregate product usage, engagement, support interactions, and business outcomes into a single signal that predicts renewal probability. AI-driven health scores outperform rule-based scores because they learn the patterns that actually predict churn — not the patterns someone assumed would predict it.

Product engagement signals

Login frequency, feature adoption depth, active user count, session duration, and workflow completion rate. The most predictive engagement signals vary by product — a CS platform that measures logins but not workflow completion misses the real health indicator. Work with your data team to identify which specific engagement patterns correlate with renewal in your product.

Outcome realization signals

Are customers achieving the outcomes they bought the product for? ROI dashboards, goal completion tracking, and value milestone achievement. Customers who can point to concrete outcomes renew. Customers who can't renew unpredictably. Build outcome tracking into the product, not just usage tracking.

Relationship and sentiment signals

NPS scores, support ticket volume and sentiment, QBR attendance, stakeholder engagement with CSM communications, and champion activity (do they respond to emails, attend webinars?). Relationship deterioration precedes contract non-renewal by weeks — it's the early warning signal that usage data misses.

Competitive and organizational signals

Competitor mentions in support tickets, organizational changes at the account (acquisition, leadership turnover, restructuring), and contract review behaviors (requesting usage data, asking about competitor pricing). These external signals are early indicators of churn risk that usage data can't capture.

AI Churn Prediction

Predict churn probability, not just flag at-risk accounts

Binary at-risk/not-at-risk classifications force prioritization decisions on gut feel. Churn probability scores (this account has 73% churn probability) let you prioritize by expected revenue loss: probability × ARR. CSMs can focus on the accounts where intervention has the highest expected value.

Train on your own churn data, not industry benchmarks

Churn prediction models trained on your historical data outperform generic models dramatically. What predicts churn in your product is specific to your product, your customer segment, and your sales motion. Budget 3–6 months of data science investment to build a model on your own data before using off-the-shelf scores.

Build leading indicators, not lagging ones

The most useful churn predictions identify risk 60–90 days before renewal, when intervention is still possible. Lagging indicators (usage dropped last month) are too late. Leading indicators (champion went silent, new stakeholder from finance asking about ROI) provide early enough warning to recover the account.

Account for survivorship bias

Churn models trained only on churned accounts miss the patterns in healthy accounts that prevent churn. Train on the full account population — churned and retained — with churn as the binary outcome. This is basic ML hygiene that CS teams without data science backgrounds often miss.

Proactive Intervention Playbooks

Trigger-based playbooks

When a health score drops below a threshold, AI automatically triggers a playbook: schedule an EBR (executive business review), assign a CSM task, send an automated outreach email, or escalate to a manager. Speed matters — accounts that get contacted within 48 hours of a health signal have significantly higher save rates than those contacted weeks later.

AI-assisted CSM communications

AI can draft personalized CSM outreach based on account context: usage history, previous interactions, current health signals, and relevant case studies. CSMs review and send, but AI does the drafting. This dramatically increases CSM capacity and improves outreach quality — especially for large CSM books of business.

At-risk account war room protocols

For large accounts with high churn probability, AI-triggered war room protocols: cross-functional team (CSM, AE, product, executive) with shared context dashboard, pre-assigned responsibilities, and a time-boxed save plan. AI provides the signal; humans execute the recovery.

Automated low-touch interventions

For SMB accounts that don't justify CSM time, AI-automated interventions: in-product tooltips when engagement drops, automated success milestone nudges, and triggered how-to content when feature adoption stalls. Automated interventions scale CS without proportionally growing headcount.

Expansion Signal Detection

Usage ceiling detection

When accounts approach the limits of their current tier (seat count, usage volume, feature limits), they are primed for expansion. AI models that detect ceiling approach and trigger proactive conversations before customers hit the wall produce significantly higher expansion rates than reactive upgrade conversations.

New use case emergence

Accounts that start using the product for workflows it wasn't explicitly sold for are often expanding scope organically. AI pattern recognition across usage data can identify new use case adoption and alert CSMs to an expansion conversation opportunity before the customer asks for it.

Power user identification

Power users within enterprise accounts are expansion champions. AI that identifies users with above-average usage depth, feature breadth, and activity frequency helps CSMs find the right people to cultivate as internal advocates for expanded licenses and use cases.

Cross-sell propensity modeling

Historical data on which customer segments purchased which products in which order enables cross-sell propensity models: account X has 85% likelihood of adopting product Y based on segment similarity to past purchasers. These models focus expansion efforts on accounts most likely to buy.

Prediction accuracy: churn model lift

Does your churn model actually identify accounts that churn at a higher rate than random? Measure model lift: the ratio of churn rate in predicted-at-risk accounts vs baseline churn rate. A model with 2x lift means predicted-at-risk accounts churn twice as often as baseline — meaningful but room to improve. Target 3–5x lift.

Intervention conversion rate

Of accounts flagged as at-risk and contacted with an intervention, what percentage successfully renew? Track this by intervention type to identify which playbooks are most effective. Low conversion suggests either the prediction is correct but the intervention is wrong, or the prediction identifies risk too late.

CSM coverage ratio improvement

How many accounts can a CSM effectively manage with AI assistance vs without? If AI tooling enables a CSM to manage 50 accounts instead of 30 at the same quality level, that's a 67% productivity gain. Track this ratio as AI CS tooling matures.

Net revenue retention (NRR) trend

Ultimately, the goal is NRR improvement. Track NRR before and after AI CS implementation, with sufficient time to see the effect (12+ months). Control for other changes. NRR improvement is the business outcome metric that justifies the investment in AI health scoring and churn prediction infrastructure.
